Severity 1, Fatal impact: Total outage, potential data loss or corruption, or software functionality is inoperative and has critical impact on operations. Support hours: 08:00-20:00 and 20:00-08:00. Response time: less than 1 hour during 08:00-20:00, and less than 4 hours during 20:00-08:00. Time to restoration: less than 6 hours during 08:00-20:00, and less than 12 hours during 20:00-08:00.
Severity 2, Severe impact: Problems disable major functions required for productive work, or the software is partially inoperative and severely restrictive for the customer. Support hours: 24/7/365. Response time: less than 8 hours. Time to restoration: less than 4 working days.
Severity 3, Minimal impact: Any deviation from specifications not covered by Severity 1 or Severity 2. Support hours: Monday-Friday, 08:00-18:00. Response time: less than 1 week. Time to restoration: no committed restoration date. Issues may be candidates for a future maintenance release.
